How to respond to a negative restaurant review: 6 situations with examples

Summary
Answer a negative review within 48 hours, acknowledge the concrete point of the complaint, say what was or will be done, and offer a private channel to sort it out. Do not argue, do not expose the guest's data, and do not answer accusations of food poisoning, allergy or legal threats in public before speaking to someone responsible.
A one- or two-star review is read by people who do not know you yet — and so is your reply. The aim is not to win over the person who complained; it is to show the next guest how the restaurant handles problems. It is also worth answering every review, not only the bad ones.
The structure that works
- Acknowledge the concrete point, in the guest's own words.
- Explain without defending yourself: what happened, if you know.
- Say what has changed or what will be done.
- Offer a private channel to settle the specific case.

1. A long wait
“We waited 50 minutes for the main course.” ★★
Reply: “Fifty minutes is too long, and you are right to say so. On Saturday night the kitchen went past its limit; from this week we have more staff between 7pm and 10pm. If you can, message us on the restaurant's WhatsApp — we would like to invite you back.”
2. A cold dish, or cooked wrong
Reply: “Picanha that arrives cold is not what we serve. Thank you for telling us — we reviewed the time between the grill and the dining room with the team. If you tell us the day and time, we can understand exactly what failed.”
3. Service
Reply: “We are very sorry for the way you were served. That is not the standard we want, and we have spoken to the team on that shift. If you can write to us at our contact address, we would like to hear more.”
Never name the member of staff in public.
4. Price
Reply: “We understand. Our 350 g ancho steak comes with two sides, and we know the price weighs. On weekdays at lunch we have a set dish at a lower price, if you would like to try it.”
There is room for one fact here — what the price includes — without sounding defensive.
5. A wrong charge
Reply: “A wrong charge is serious and we want to fix it. Please send us the day and the amount on the restaurant's WhatsApp so we can refund it.”
6. A complaint you consider unfair
Answer it the same way: facts, calm, a private channel. If the review breaks Google's policies (insults, false content, a competitor's review), report it from the profile (step by step) — but do not say so in the reply.
When not to answer on your own
Reviews that mention food poisoning, allergy, injury, discrimination or a threat of legal action call for legal care. Record the case, talk to someone responsible, and reply only by offering direct contact, without admitting or denying facts in public (the full guide).
